RESEARCH & PERSPECTIVES / AI & BRAND
How should customer inquiry processes change when an AI assistant is added to a corporate website?
Review existing inquiry paths, define the roles of the AI assistant and human consultants, and verify information handoffs and feedback.

Start with the existing inquiry process
Before adding an AI assistant to your website, check how customers currently find services, submit requirements, and receive responses. If service descriptions are unclear, forms cannot be submitted, or contact details have changed, simply adding a chat entry point will not resolve these underlying issues.
Building on discussions at CES about trust and transparency in intelligent content, this article offers independent experience design recommendations. Whether to use AI, and which tasks it can handle, should be determined by actual business capabilities and data processing requirements.
Review customer tasks and service resources
Compile common inquiries with appropriate authorization and sensitive information removed, distinguishing between requests for public information, questions about service scope, discussions of project requirements, and after-sales issues. Record the information sources, responsible departments, and current handling methods for each category.
For questions where the content is stable and answers can be verified, consider using the assistant to help retrieve or explain information. Pricing, contracts, specific proposals, and special technical conditions generally require confirmation by authorized personnel based on the project. Do not treat generated text as an approved business commitment.
Also check staff availability, contact details, and existing forms to ensure the new entry point does not make existing communication channels difficult for customers to find.
Clarify access, capabilities, and next steps
Explain in the interface that customers are using an AI assistant, what they can ask, and how to contact a person. When answers mention product models, scope of application, or other key conditions, ensure they are consistent with reviewed materials and provide links for further reading where appropriate.
When the system is uncertain or lacks sufficient information, it should explain its limitations rather than fabricate a complete answer. When customers request human assistance or their questions fall outside its scope, provide a clear handoff or contact route and show the actual service arrangements.
When customers need to provide additional information, first explain why it is needed. Collect only what is necessary to handle the request, and process it in accordance with the company's actual privacy notice and applicable requirements.
Redesign handoffs and internal responsibilities
With appropriate customer consent and where permissions allow, pass the necessary information the customer has already provided, along with a summary of the inquiry, to a consultant to reduce repetition. The summary should distinguish customer-confirmed information from system inferences and allow customers and receiving staff to make corrections.
Define who maintains the knowledge resources, who receives inquiries, and who handles incorrect answers and failed handoffs. If the system or network is interrupted, let customers know whether their request was submitted successfully and which alternative contact methods they can use.
When service scope, product versions, or team contact details change, update the materials used by the website and the assistant, and check that the information presented across entry points is consistent.
Validate the complete journey before and after launch
Use real tasks to test the entire process, from entering through a service page, asking questions, and checking answers to reaching a person and receiving a response. Cover mobile use and situations when staff are offline. Record where customers hesitate or need to enter information again, and have the person responsible for the business verify the answers.
After launch, make adjustments based on customer feedback, error logs, and input from human consultants. Success should not be judged solely by the number of conversations or a reduction in inquiries handled by staff. Qingmei Future can help review the website inquiry experience; the company is responsible for confirming the information, data processing arrangements, and actual service commitments.
Testing should also check whether customers can still find contact details and basic service information without using the assistant. For failed handoffs or inquiries that no one receives, assign someone to check notifications and records so customers do not mistakenly believe their inquiry has been delivered.
When customers choose to exit or change their requirements, the interface should explain the status of the information they have entered and provide a next step that is actually available.
After every change to business processes, check again that entry-point descriptions, form fields, and assigned personnel match the actual arrangements.
